Recently released survey data from mPulse reveals where patient trust is built, and broken, across critical, high-stress moments in the healthcare journey 

From navigating care decisions to receiving support during important events, specific touchpoints shape confidence in a health plan. Understanding where trust is built and where it is threatened is critical to improving the patient experience. The findings from 1,000 consumers show that moments of confusion, delayed communication, and lack of clear guidance can quickly erode confidence, while timely, relevant support can strengthen it.   

For example, 88% of consumers report real-time or near real-time digital support is important, but nearly one-third of respondents said their trust decreased following a recent stressful healthcare experience, highlighting a growing gap between expectations and experiences. As health plans continue investing in digital engagement tools, the data makes clear that trust is no longer driven by a one-size-fits-all experience, but by how well plans support members at the moments that matter most.  

 

Turn Members' Experience into a Healthcare Experience They Can Trust

Digital Trust Lives in the Moments That Matter Most

The survey data shows trust can be built over time, but it is shaped in critical, often stressful moments in the healthcare journey. Nearly 1 in 3 patients say their trust in their health plan decreased following a recent high-stress experience, signaling members’ most vulnerable moments are when plans are at the highest risk of falling short of expectations. 

These moments occur when patients are trying to make sense of what to do next: navigating prescription refills, managing treatment, or understanding how to access care. Many consumers point to uncertainty around their next steps as a core challenge – 17% percent of consumers say the most confusing part of navigating healthcare is understanding the steps they need to take to manage their health. This reinforces a broader truth – patients are not just looking for access to information; they are looking for direction. 

 When that direction is missing, the consequences can be immediate. Delays in communication, unclear guidance, or fragmented support can quickly turn confusion into frustration and ultimately impact trust. Conversely, when health plans can step in with timely, relevant, and personalized guidance, those same moments become opportunities to build confidence. 

What Members Need: Clear Direction in Critical Moments

If trust is lost in moments of stress, the next question becomes: what are patients missing when they turn to their health plan for support? It’s not a lack of communication; it’s a lack of clarity.  

Seventeen percent of consumers say the most confusing part of navigating healthcare is understanding the steps they need to take to manage their health, highlighting a gap in guidance at the exact moment patients are trying to move forward. 

 At the same time, the single biggest driver of trust is clear guidance on what to do next (27%), ranking above personalization, proactive outreach, or even speed. This suggests that patients are looking for their touchpoints to be more meaningful and tailored. They want to understand their options, their next step, and how to confidently navigate what comes next. 

Why Digital Friction Erodes Trust

Trust is no longer a static measure of patient approval. It’s increasingly determined by how consistently and effectively health plans can deliver on expectations. Member trust is far more fluid, and especially fragile during those pivotal moments in the health plan journey.  

When digital experiences fall short, the consequences go beyond inconvenience. Thirty percent of consumers say failed digital communication increases confusion or anxiety, and 25% say their trust is damaged when delays in communication result in delayed care.  

For health plans, this presents a clear opportunity to stand out. By better proactively anticipating patient needs and delivering timely, personalized support at key moments, plans can reduce friction, improve confidence, and turn high-stress interactions into trust-building experiences. Plans must aim to build trust individually, ensuring each member’s needs are met, rather than a blanket approach.  

Health Plans Must Pivot from One-Size-Fits-All

The survey findings reveal that payers are navigating a distinct digital challenge. Across the healthcare journey, patients are looking for different types of support depending on the moment, the situation, and their individual needs. This variability becomes even more pronounced when looking across generations.  

Twenty percent of Baby Boomers say navigating digital tools is the most confusing part of the healthcare journey, compared to just 9% of Millennials and 5% of Gen Z, highlighting the need for simpler, more intuitive experiences for older members. At the same time, younger generations are more likely to seek information independently when support falls short. Nearly 17% of Millennials and Gen Z say they look for answers elsewhere online, compared to 14% of Boomers. 

What unites these expectations is the need for personalization. While 46% say their top expectation is fast responses once they reach out, others prioritize self-service and independence, with 17% expecting effective tools to manage their health on their own and 14% expecting personalized communication based on their situation. These differences highlight that members are looking for the right kind of support at the right time. 

Engagement strategies must be flexible, not fixed. Delivering a mix of responsive support, intuitive self-service, and personalized communication is essential to meeting diverse patient needs — and to building trust in a system where expectations are anything but uniform. 

Health Plans Must Pivot from One-Size-Fits-All

1. Simplify Digital Navigation: Health plans can improve accessibility by partnering with companies that offer portals designed for clarity, simple navigation, and guided workflows that help members complete common tasks like finding care or understanding benefits.

2. Provide Real-Time Support: Delivering timely, relevant communications helps strengthen the member relationships and provides peace of mind during crucial health moments.

 

Strategies may include:

  • Leveraging predictive analytics to anticipate member needs and identify when and how patients need support
  • Using AI-driven outreach to deliver timely, personalized communications that guide members through next steps in their care journey
  • Integrating intelligent engagement platforms that combine behavioral insights with intuitive portal experiences to support tailored health journeys

These tools can help members get the information they need at critical decision points, without having to search for it.

 

3. Personalize Communication Strategies: Instead of delivering the same outreach to all members, health plans can use data-driven segmentation to tailor engagement approaches based on member needs and preferences. Doing so helps ensure communications are relevant and accessible for different populations, understanding their individual needs.

4. Use Data to Identify Digital Friction: Health plans can analyze engagement data to identify where members drop off, struggle with navigation, or fail to access resources. Addressing these friction points can significantly improve member experience and trust. Tailoring them for each member is imperative in delivering meaningful engagement.

Members are increasingly expecting experiences that reflect their individual needs and preferences. As the survey data shows, those expectations and subsequent trust can be strengthened or broken in a singular interaction. 

For health plans, this represents a shift in digital strategy. It’s about tailoring the approach, listening to member needs, and not only building trust, but maintaining it throughout the relationship. Health plans that adapt their digital strategies to provide support in these critical care moments will be better positioned to gain long-term trust and improve overall engagement.
